Background

People's Bank serves customers in five states in the US. To better understand customer needs, the bank conducted qualitative research to gather the voice of its customers. The goal was to ascertain key drivers of customer value for the bank.

A research company conducted 25 In-Depth Interviews (IDI) with customers in five different states. Instead of focus groups, in-depth interviews were used because they (1) enabled flexibility in conducting interviews at times that were mutually convenient to individual respondents, and (2) provided greater confidentiality and privacy.

People's Bank provided names and emails of 150 customers who switched to or switched away from People's Bank within the past three months. Interviews lasted between 40-60 minutes each.

Customer Value Drivers

Customers indicated three strategic areas that drove value for them:

1. Customer Service

Overwhelmingly, respondents expressed satisfaction with customer service. Sub-drivers include:

  • Friendliness: "Whenever I go into the bank, there is always friendly people working there."
  • Helpfulness: "They will definitely help you with any questions about your account."
  • Personal Relationships: "[People's Bank is a] place where everyone knows your name kind of thing."

2. Convenience

Nearly all respondents commented on convenience. Sub-drivers include:

  • Convenient Locations: "Very convenient. I have one up the street from my house and one up the street from my job."
  • Online Banking: "I can go online and check my statement or conduct transactions even in the middle of the night."

Note: Some customers mentioned branches are "clustered" rather than broadly distributed.

3. Products & Services Offered

Respondents indicated satisfaction with specific features:

  • Direct Deposit: "The convenience of having my check deposited directly into my account."
  • Free Checking: "At People's Bank, I can get free checking, which is nice."
  • Low Fees: "Hardly any fees."

Next Steps

Senior executives at People's Bank decided to utilize these insights to further understand customer value drivers and create a survey to ascertain the relative importance of different drivers through quantitative research.
